E-commerce
June 28, 2026
"It's too expensive", "can you do something about the price?", "I saw it cheaper on [competitor]": price objections often arrive via chat or ticket, not on the pricing page. The reflex agent response: a promo code. Result: squeezed margin, customer trained to negotiate, value objection never addressed.
Nimitai estimates that 80% of price objections mask a value issue, not a real budget ceiling (Nimitai, price objections 2026). Zowie points out that the conversational channel must be measured in conversion and revenue, not just CSAT (Zowie, conversational commerce 2026).
This guide #174 covers the conversational management of price objections in support. Distinct from detecting objections (#detect) (taxonomy) and promos in support (#111) (offer terms): here, we focus on answering on price without hurting the margin.
Summary
Why do price objections end up in support?
Pricing is defined by merchandising. The price objection is resolved in the conversation, at the exact moment where doubt blocks the "Pay" click.
Critical Moments
PDP Chat: competitor comparison, tight budget
Cart: total + shipping exceeds the mental threshold
Instagram DM: "do you offer 10% off?"
High Cart Value: light B2B discount request
Post-competitor visit: "same product for X € elsewhere"
Support vs Sales Team
In DTC, support is often the only human available. Without price scripts, each agent improvises: random coupons, blunt refusals, or over-promising. Gorgias places pre-purchase conversations at the heart of the conversion journey (Gorgias, conversational commerce 2026).
Cost of the Reflex Discount
MapsLeads points out: discounting within 30 seconds teaches that the displayed price was inflated (MapsLeads, too expensive 2026). Carti notes that bots can increase orders while eroding margins if dependency on promotions grows (Carti, chatbot retail 2026).

Empowering 200+ e-commerce merchants
How does it differ from existing pricing and objections content?
Four related articles, four roles.
Objection detection
Detect objections tags price, fit, trust. No. 174 addresses how to respond when the tag is objection_prix.
30 onsite objections
Pre-purchase objections plans PDP content. Here: live response when the content was not enough.
Promo support (#111)
Promo offers (#111) explains -30% site conditions. No. 174 covers "too expensive" outside of an active promo campaign.
Pricing marketing
Price strategy, bundles, positioning: merchandising domain. Support executes an aligned conversational policy, without redefining it.
What types of price objections does support receive?
Six sub-types of e-commerce support price objections require different responses.
Operational Typology
PRIX-VAL: "it's not worth that price" (perceived value gap)
PRIX-CMP: "cheaper at X" (competitor comparison)
PRIX-BUD: "out of budget" (real ceiling)
PRIX-PROMO: "do you have a code?" (usual negotiation)
PRIX-TOT: "with shipping it's too much" (total cart)
PRIX-B2B: "ordering 20 units, discount?" (volume)
Indirect Formulations
"It's an investment", "I'm thinking about it", "how long does it last?" are often disguised PRIX-VAL. Vozah recommends clarifying before answering (Vozah, too expensive 2026).
Gorgias Tag
Prefix price_ + sub-type. Monthly analytics: volume by type, post-response conversion rate, granted discount rate.
How to diagnose the objection before responding?
The price objection diagnosis prevents 70% of unnecessary discounts.
Three isolation questions
"Compared to what do you find the price high?" (competitor, expectation, budget)
"If price were not an issue, would this product meet your needs?"
"Is it the total amount or the unit price that is an issue?"
Quick decision tree
Yes answer to #2 + price objection = PRIX-VAL or PRIX-CMP: value sell first. No answer to #2 = fit/trust objection, not price: do not discount. Explicit named budget = PRIX-BUD: range alternatives or installment payment.
Shopify sidebar context
Agent consults: current cart, purchase history, LTV, returns, VIP tags. First purchase + PRIX-PROMO = risk of forming a bad habit. Customer with 5 orders + PRIX-TOT = investigate shipping or cart promo bug.
How to apply the LAER framework in e-commerce chat?
The LAER price support framework structures each response: Listen, Acknowledge, Explore, Respond.
Listen
Let the customer finish. Pause 2-3 seconds in chat. Do not jump straight to a promotion.
Acknowledge
"I understand that budget matters, especially for a first purchase." Not: "Our price is justified" as an opening statement.
Explore
Isolation question from section 4. Prospeo notes that effective AI SDRs explore before responding, and never invent discounts (Prospeo, objection handling 2026).
Respond
Value reframe, product alternative, shipping option, or framed discount according to section 7 policy. Always end with a question or CTA: "Would the 250 ml format at €34 work better?"
Which scripts and macros can be used without breaking the margin?
Five macro price objections cover 90% of DTC cases.
PRIX-VAL-01 (perceived value)
"This [product] contains [X] doses at [Y €/usage], which represents [Z €]/month. Our customers keep it on average for [N] months thanks to [key benefit]. Would you like me to explain the composition or reviews on this point in detail?"
PRIX-CMP-01 (competitor comparison)
"I understand the comparison. [Competitor] offers [difference: format, warranty, origin]. With us: [3 factual differentiators]. If the main criterion is [X], our [SKU B] is at [price] with [advantage]."
PRIX-BUD-01 (tight budget)
"For a budget around [X €], I recommend [entry-level SKU] which covers [main need]. 3x interest-free payment available at checkout."
PRIX-TOT-01 (cart total)
"The total includes [shipping details]. Free shipping from [threshold €]: only [delta] is needed to qualify. Would you like to add [useful accessory] or choose pickup?"
PRIX-PROMO-01 (code request)
"We do not have personal codes, but [legitimate offer: dated sales, loyalty program, -X% bundle]. Our price reflects [quality/warranty/origin]. Can I help you choose the right variant?"
Golden Rule
Nextiva recommends explaining value prior to discounting (Nextiva, support scripts 2026). See support response templates.
What discount policy should be adopted to protect the margin?
The support discount policy must be written, quantified, and known to all agents.
Margin safeguards
Agent cap: max 10% without lead validation (adjust based on margin)
Lead cap: max 15%, once per customer / 90 days
Forbidden: discount on hero SKU margin < 40% without ops
Concession: newsletter signup, post-purchase review, cart > threshold
Never: discount on the first message without diagnosis
Alternatives to discounting
Digital Applied recommends dynamic discounting rather than surcharges: a reduction perceived as a gift, not a penalty (Digital Applied, dynamic pricing 2026). Prioritize: free shipping, sample, value bundle, 3x payment, service upgrade (extended warranty) before direct %.
Notion Document "Price Policy Customer Support"
Thresholds, authorized codes, excluded SKUs, scripts by type, CFO escalation if cart > €500.
How to configure both bot and agent on price rules?
The price objection bot must never invent a discount.
Mandatory bot rules
Live catalog price: Shopify sync, no static text
Active promos only: codes from rules engine, no LLM
No inventing: Zowie separates LLM dialogue and deterministic transaction
Handoff: 2nd price objection or request > bot ceiling
Value blocks: TCO, doses, warranty from validated corpus
Bot intents price_*
price_too_high, price_compare, price_promo_request, price_shipping_total. Each intent = LAER macro + alternative product CTA. Test gold set 20 formulations before prod.
Agent training (90 min)
Roleplay 6 PRICE-* scenarios. Quiz: when to discount / when to redirect range / when to escalate. See bot instructions (#163), clean corpus (#103).
What alternatives should be offered before any discount?
Five non-discount alternatives convert without eroding your margin.
1. Cost-per-use Reframe
€59 serum / 60 days = €0.98/day. Cosmetics, food, subscription.
2. Product Line Downsell
Entry-level SKU with same benefit, travel size, refill vs full kit.
3. Value Bundle
Routine pack -12% vs separate purchase, without ad hoc coupon. Pre-calculated bundle margin.
4. Free Shipping Threshold
"Add [€12 accessory], shipping drops to €0, net savings of €6.90."
5. Split Payment
Shopify Payments 3x or 4x. Reduces budget friction without touching the list price.
Abandoned Cart Price
Carti recommends identifying the objection that caused the pause, not a generic -10% email (Carti, cart recovery 2026). See cart page support (#159).
Which KPIs measure price performance in support?
Support price objection KPIs balance conversion and margin.
Leading KPIs
Assist-to-purchase: % price_* conversations → order within 48h
Granted discount rate: target < 25% price_* conversations
Average assisted basket: vs overall site basket
Post-discount gross margin: by agent and by channel
Lagging KPIs
Repeat purchase of customers who received a support discount: if low, you are attracting promo hunters. CSAT for price_* conversations: target 4.2+ without systematic discounts. Volume of price_* tickets MoM: decrease if PDP and bot are enriched.
Monthly Dashboard
Breakdown of PRICE-VAL / CMP / BUD / PROMO. Top 5 objected SKUs. Escalated merchandising actions (pricing positioning, value content). See chatbot KPIs, support cost.
